The value in getting this right

  • Treat suspicious patterns as evidence to investigate, not a reason for public accusations
  • Remove incentives and supplier practices that distort feedback
  • Make source, date and moderation standards clear to customers

Fake reviews damage more than a star average. They make customers question whether any evidence can be trusted, distort decisions, waste the team's time and can expose a business to platform or consumer-law consequences. The safest response is not to fight manipulation with more manipulation. It is to build a review process that can demonstrate where feedback came from, how it is moderated and why the visible picture is representative.

Understand how false evidence changes decisions

A fabricated positive review can persuade someone to buy on a false premise. A malicious negative review can divert an enquiry before the business has a chance to explain its service. Both weaken the information market customers rely on. The immediate harm may be a lost booking, but the wider cost is uncertainty: genuine praise becomes less valuable because readers suspect it may also be manufactured.

Local businesses depend on proximity and word of mouth. When public evidence appears artificial, that doubt can spread into calls, quotes and staff conversations. Protecting authenticity is therefore a customer-service responsibility as well as a marketing concern.

Look for patterns without making accusations

Warning signs can include sudden bursts, repeated wording, reviewer accounts with implausible activity, details that do not match the service or coordinated posts across several profiles. None proves deception alone. A genuine customer may use brief language or post for the first time. Treat indicators as reasons to investigate, not permission to publicly identify someone as fraudulent.

Capture the review, date, profile link and relevant business records. Compare timing with completed work, campaigns or a known incident. A documented pattern gives a platform a clearer basis for review and helps the business avoid emotionally driven accusations.

Remove incentives that encourage distortion

Do not buy reviews, ask employees or relatives to pose as customers, offer rewards only for positive sentiment or let an agency publish on a customer's behalf. Avoid review gating, where people who indicate dissatisfaction are routed privately while happier customers receive the public link. A fair invitation gives suitable customers the same opportunity to respond.

Set these boundaries in supplier agreements and staff guidance. Our guide to ethical feedback collection explains how to build a repeatable process without trying to control the outcome.

Moderate evidence with consistent rules

If the business publishes reviews on its own website, state how submissions are collected, checked and displayed. Verification might use a completed booking reference, confirmed email route or moderated feed from a supported platform. Collect only the personal information needed for that purpose and protect it appropriately.

Apply the same publication standard to praise and criticism. Remove prohibited personal data, threats or unrelated content according to a clear policy, not because the opinion is inconvenient. The CMA's business guidance on consumer reviews is a useful UK reference.

Use platform reporting routes carefully

Report a review when it appears to breach a specific platform rule, and include concise evidence where the route allows it. Do not report every low rating or disputed account as fake. A customer can hold a view the business considers unfair without violating policy. Preserve the reference number and check the result rather than submitting repeated identical reports.

For Google, follow the process in our guide to reporting a review that breaches policy. Continue investigating any service issue in parallel; platform moderation and customer recovery are separate tasks.

Reply without amplifying an unverified claim

Where a suspicious review remains visible, write for future readers. State calmly that the business cannot match the description to its records and invite the reviewer to contact a verified channel with enough information to investigate. Do not publish customer names, addresses, order details or speculation about a competitor.

A measured reply signals accountability while avoiding a public argument. If evidence later shows the review was genuine, the business has left room to recover service rather than having to retract a hostile accusation.

Make genuine evidence easier to recognise

Display platform attribution, dates and relevant context. Avoid presenting copied testimonials as if they were independently verified live reviews. When combining sources, explain what the total represents and retain access to the original platform where practical. Transparent presentation helps customers judge evidence rather than asking them to trust a decorative star graphic.

Use a range of specific experiences and keep older material clearly dated. Genuine variation in tone and detail is a strength. It shows that different people used the service for different reasons.

Monitor unusual activity without obsessing

Assign a person to check major platforms on an agreed schedule and set sensible alerts. Record unusual changes in volume, rating distribution and repeated themes. Compare them with operational events such as a busy season, new location, publicity or service failure before assuming manipulation.

A lightweight log is enough for most local businesses. It should record observation, evidence, action and outcome. This makes a genuine coordinated problem easier to explain and prevents several colleagues from duplicating reports.

Respond to a trust problem with openness

If the business discovers that an employee or supplier created false reviews, stop the activity, preserve evidence, correct misleading displays and seek appropriate professional advice. Do not quietly replace the posts and carry on. Customers and platforms may need accurate information about what changed.

Rebuilding trust takes consistent behaviour: fair collection, clear moderation, honest responses and service improvements supported by fresh genuine feedback. A short-term fall in the visible rating may be preferable to continuing a false impression.

Measure the health of the evidence system

Useful measures include the proportion of invitations sent through the standard process, verified-source coverage, time to investigate anomalies, policy-report outcomes and recurring service themes. Do not make a perfect rating the target. That can create the pressure that produces distortion in the first place.

Review suppliers, permissions and display rules each quarter. The outcome should be a body of evidence customers can understand and the team can defend. Authentic reviews are valuable not because they are always positive, but because they make the decision more informed.
